There has been a huge rise in the number of complaints that the rail watchdog has been called in to deal with after the train companies fell short. It was contacted regarding almost 15,000 incidents last year, and took up 3,069 of them with the rail company in question.

One franchise in particular performed appallingly - and was the source of a quarter of all complaints. So who is the worst culprit?


The culprits

The firm in question is East Coast, which runs between London and Scotland. The annual report from Passenger Focus stated that it generated 774 of the 3,000 complaints taken up by the watchdog. That figure is up a staggering 81% in just one year. It is one of the few franchises run by the state, and the results suggest that not everything is going to plan.

The next worst performer is Virgin Trains, with 277 complaints - a dramatically lower number despite the fact it is a bigger business.

Frustrating

These aren't all the complaints received by the rail companies: they are just the ones that have been back and forward with the train firm itself until a frustrated passenger has turned to the watchdog in desperation.

The total number of complaints from all passengers is actually down, it's the ones where the watchdog has had to step in which are up. It would seem to indicate that it's not necessarily the usual gripes such as overcrowding, delays and rip off prices - the problem emerging here is of poor complaints handling and terrible customer service.

Passenger Focus Chairman, Colin Foxall, said: "It continues to be frustrating that many complaints to us are about the way the complaints have been handled by the industry in the first place – there is plenty of opportunity for train companies to improve here."

Trend

He added: "The most worrying issue we have detected recently relates to the much-increased and overhasty use of Unpaid Fares Notices and the threat of prosecution for passengers who cannot produce a 'valid' ticket. Ticketless travel is an important issue. Passengers who avoid paying are being subsidised by the rest of us. Passenger Focus has never had a problem with the industry pursuing those who deliberately set out to avoid payment; but in doing so they must make sure they avoid scooping up those who make a genuine mistake."

The watchdog generated £84,000 in compensation and goodwill payments from the rail companies concerned.
